For many, Twitter has become the customer service contact of choice. Even when I don\u2019t have an inquiry, it\u2019s nice to know the brand is there in a humanistic sort of way. Like I know<a href=\"https:\/\/twitter.com\/AmericanAir\" target=\"_blank\">@AmericanAir<\/a>\u00a0is there for me, even when i\u2019m not asking for anything:<!--more--><\/p>\n<p>&nbsp;<\/p>\n<div id=\"pin_images_2\"><img loading=\"lazy\" decoding=\"async\" alt=\"American-Airlines-Social-Customer-Service\" src=\"http:\/\/www.ignitesocialmedia.com\/wp-content\/uploads\/2014\/01\/IMG_2529.png\" width=\"384\" height=\"682\" \/><a href=\"http:\/\/tedrubin.com\/consider-social-customer-service-to-establish-social-media-roi-via-ignitesma\/#\">\u00a0<\/a><\/div>\n<p>&nbsp;<\/p>\n<p>As a source of measurable return on investment, good social customer service is likely to bring a smile to the face of a brand\u2019s leadership and accounting teams alike.<\/p>\n<h2>3 Measures for Driving Social Customer Service<\/h2>\n<p>There are three simple measures for driving Social CS, reduction of call center volume, increase in customer loyalty and the most valuable, converting an\u00a0<a href=\"http:\/\/www.ignitesocialmedia.com\/social-media-marketing\/social-conversations-influence-consumers\/\">unhappy customer into a happy one<\/a>. All three of these can be measured empirically and managed to demonstrate clear and scalable returns. Social CS also offers significant impact on organic brand SEO and overall sentiment.<\/p>\n<p>Every CS manager can tell you exactly how much a\u00a0<a href=\"http:\/\/colderice.com\/the-real-cost-of-customer-service-can-you-afford-it\/\" target=\"_blank\">customer service call or email costs<\/a>. And\u00a0<a href=\"http:\/\/www.huffingtonpost.com\/2012\/12\/21\/zappos-10-hour-call_n_2345467.html\" target=\"_blank\">unless your company is Zappos<\/a>, there are probably strategies and tactics in place designed to minimize or eliminate these calls from voice response to off-shoring.<\/p>\n<p>Social CS can help reduce call center volume by:<\/p>\n<ol>\n<li>Quickly resolving customer issues and questions<\/li>\n<li>Serving as a FAQ for questions \u2013 content can also be aggregated to help DIY customers<\/li>\n<li>Alerting the organization to wide-spread problems quickly through social listening for faster resolution<\/li>\n<li>Monitoring conversation and sentiment to improve service and products<\/li>\n<li>Alerting followers to potential issues (like travel disruption)<\/li>\n<li>Crowd-sourcing issue resolution<\/li>\n<\/ol>\n<p>All of these tactics can be evaluated and planned in a mix that best fits the specific needs of the brand. Simplistic reporting can also be shared within an organization.<\/p>\n<p>Measurable customer loyalty metrics can also benefit from a social approach. Along with\u00a0<a href=\"http:\/\/www.ignitesocialmedia.com\/social-media-measurement\/social-media-marketers-metrics\/\">volume and sentiment, overall customer connection to a brand can be evaluated<\/a>\u00a0and quantified into basket size and frequency of purchase. I\u2019ve personally worked with two different types of retailers that were able to show that the more social connections a customer had, the\u00a0<a href=\"http:\/\/www.fastcasual.com\/article\/204431\/Study-Brand-social-media-connections-drive-purchase-behavior\" target=\"_blank\">more they shopped and the more they bought<\/a>.<\/p>\n<h2>How Social Customer Service Can Create Co-Marketers<\/h2>\n<p>Leveraging the customer service impact of these relationships is likely to increase the overall connection level and also demonstrate to less-loyal and non-customers how a brand treats its fans. Establishing sentiment baselines and measuring change over time with correlation to social interaction volume is something most popular listening tools offer.<\/p>\n<p>Finally, fixing a problem or complaint is perhaps\u00a0<a href=\"http:\/\/www.insidecxm.com\/dont-drop-the-ball-between-social-media-and-customer-service\" target=\"_blank\">the most valuable thing a brand can do via social customer service<\/a>. Conventional wisdom says that an unhappy customer tells at least 10 others about their experience. So how many does a \u2018resolved\u2019 customer tell? The answer is not only many more, but the interaction demonstrates for others that the brand is committed to building a relationship. Customers who have had a problem resolved frequently become valuable co-marketers for a brand providing benefits long after the transaction.<\/p>\n<p>Combined, these three strategies can create great returns for invested social media dollars. More importantly however, leveraging social CS will build valuable, long lasting relationships with customers.
